This category covers the AI layer built into (or added on top of) the ticketing system itself — the software that logs, routes, prioritizes, and tracks customer support requests. AI here automatically classifies incoming tickets by topic, urgency, and sentiment; suggests or drafts replies for human agents (often called 'agent copilot' or 'agent assist'); summarizes long email threads; and increasingly takes agentic actions such as issuing a refund or updating a CRM record autonomously within guardrails the CX team defines. The goal is to reduce average handle time (AHT) and let agents focus on complex, judgment-heavy cases while routine, high-volume requests are triaged or resolved automatically. Tools in this space — Freshdesk (Freddy AI), Help Scout (AI Answers, AI Drafts, AI Assist, AI Summarize), Zendesk Copilot/Advanced AI, and Gorgias's ecommerce-native automation — typically bundle basic AI into their per-agent subscription and charge extra, usage-based fees for advanced or fully autonomous features. Because this AI operates inside the day-to-day agent workflow rather than replacing the whole support stack, it's usually the fastest and lowest-risk starting point for a CX department that already has a helpdesk in place and wants to pilot AI without migrating platforms.
